The Punk Moment: Itziar Pobes on What Service Design Has to Stop Doing

Service Design Disrupted Conference, Barcelona, October 15, 16 2026. We offer 10% off all SD Disrupted conference tickets in our 'Partners' section. Join to access. → https://www.thisishcd.com/signup Listen to Marc Stickdorn's new podcast https://www.smaply.com/podcast ________________________ Today on the show, I'm delighted to welcome Itziar Pobes, one of the co-founders and main instigators behind the newest service design conference to enter the scene: Service Design Disrupted, in Barcelona this October. Full disclosure before we start. I'm one of the speakers at the event, alongside people like Lou Downe, Manjari Sahu, Simon Goff, and designers from Airbus, Bosch, IKEA, Roche, Frog and the Government of Alberta. So yes, I have skin in the game. But I want you to hear why I said yes so quickly, because this is not a conference production company parachuting into a city. This came from the community in Barcelona, after the conference they had for years came to an end, and a group of practitioners decided they were not going to let it disappear. We also tried something a little bit novel in this episode. We used AI to generate the questions, and then let the conversation run wherever it wanted to go. Itziar tells me at one point that our friend the AI got a question wrong, which was, I think, the best possible outcome. Before we jump in, here are three things to listen out for. First, AI is not the only thing disrupting us, and it might not even be the biggest thing. Itziar makes the point that human-centredness and customer-centricity were the previous hype, and that hype is over. Organisations have moved on, agency models are under real pressure, and a lot of us are now learning what it feels like to work in a field that is no longer the shiny thing in the room. AI is part of the story. It is not the whole story. Second, service design needs its punk moment. Itziar is brilliantly honest about how we lost credibility. We turned up to serious, decades old problems acting as if the world had started yesterday, as if a couple of workshops and a bit of research would sort it. The people in the room with you, the actuaries, the underwriters, the risk engineers, are experts in their own right, and we need to stop behaving like an alien species waiting politely for a brief. Third, nobody is going to answer the big question for you. Itziar refuses to give one definition of what service design should fight for, because she does not think there is one. Are you a cog helping the organisation make money, or a force trying to transform it? Both positions are in the room at this conference on purpose. The work is deciding where you actually stand, and whether the place you stand is one you can make a living in and still feel something for. There is a discount code for Service Design Disrupted in the show notes, and it stacks with whatever pricing is live on the site. Right, let's jump straight in. This is my conversation with Itziar Pobes. Enjoy. https://sddisrupted.com/ ________________________ BRING THIS IS HCD INTO YOUR ORGANISATION → Train my organisation https://www.thisishcd.com/training → Video Courses https://www.thisishcd.com/courses → Coaching Community (Coaching, Courses, WhatsApp) https://www.thisishcd.com/members → Gerry's consultancy (Service Design and Design Research) https://humana.design/ ________________________ BECOME A DIRECTORY MEMBER (IT'S FREE!) and get all of this → FREE Introduction to Journey Management course with Marc Stickdorn & Gerry Scullion (Sign up for free with an email) https://www.thisishcd.com/dashboard/learning/introduction-to-journey-management → Discover & Connect with others https://www.thisishcd.com/directory → Claim partner discounts https://www.thisishcd.com/partners Gerry wears clothes from Sutsu, and has a coupon code for them, as well as Smaply, Scenario Cards, Unit 1 and more... ________________________ All episodes have been produced by This is Podcasting.

Sarah Pulis has spent her career turning it into something people actually want to do. In this episode of This is HCD, Hyun Song sits down with Sarah, co-founder and director of Intopia, and the force behind communities like A11y Bytes and A11y Camp. They explore why compliance alone never delivers real outcomes, how AI can both proliferate barriers and help remove them, why culture deserves its own place alongside governance and process, and how starting small and building community is often what makes accessibility finally stick. Dr Jutta Treviranus has spent more than forty years showing why that fails everyone else, and how AI can accelerate the gap. In this episode of This is HCD, Hyun Song sits down with Jutta, founder and director of the Inclusive Design Research Centre at OCAD University and chair of the technical committee behind Canada's new accessible AI standard. Sarah explains how phonetic dyslexia led her to write an entire book by talking into a voice memo, why we've been measuring human value wrong since school, and why relationships compound through the least efficient things we do: sitting with someone's story, sending an article with nothing attached, closing the laptop. Plus: the five signals of relational intelligence, why empathy without accountability isn't kindness, and a competition to win a copy of the book, signed and posted by Gerry himself. Question: Sarah names five 'signals' of relational intelligence in the book. Name one. Email support@thisishcd.com with your answer before August 31st to be in with a chance of winning. Jamaal's core idea is simple: compliance is the floor, not the ceiling. In this episode, we talk about what inclusive storytelling really means, how to tell stories that don't flatten people into stereotypes, and what changes, for better and worse, when generative AI becomes part of how those stories get made. Jamaal is also a filmmaker. His short film BEADS, a four-minute Afrofuturist drama made with generative AI, is the phoenix project he describes in the episode. Introducing Hyun Song & Inclusive Design and Accessibility Series

Service Design Disrupted Conference, Barcelona, October 15, 16 2026. We offer 10% off all SD Disrupted conference tickets in our 'Partners' section. Join to access. → https://www.thisishcd.com/signup Listen to Marc Stickdorn's new podcast https://www.smaply.com/podcast ________________________ Hello everyone, and welcome. I'm delighted to introduce Hyun Song, someone I've come to know through the Coaching Community here at This is HCD. Hyun is an exceptional practitioner and thinker, and a valued member of our community — someone who embodies the values we hold as human-centred design practitioners. I'm thrilled to have her introduce a three-part series on Accessibility. For this series, Hyun has connected with some of the world's leading accessibility experts and consultants, and the conversations she's created are truly outstanding. I've learned an enormous amount from Hyun — through watching her work, through our conversations, and now through these episodes, which you'll see over the coming week. I'd encourage everyone listening to give this series the attention it deserves. This series also reflects what our coaching programme is all about. Some designers seek coaching to develop their professional practice; others want to build capabilities in new areas of interest. Podcasting, I believe, is a phenomenal skill to develop — it demands curiosity, clear thinking, and the ability to explore topics that matter, not just for the practitioner but for our wider community, who benefit from that curiosity too. Enjoy the first episode. And if you get a chance, visit thisishcd.com and join the directory, where you can connect with Hyun, support her work, and follow the episodes as they're released. You may well find something in this series that strengthens your own craft. Enjoy the episode. https://www.thisishcd.com/directory/hyun-song ________________________ BRING THIS IS HCD INTO YOUR ORGANISATION → Train my organisation https://www.thisishcd.com/training → Video Courses https://www.thisishcd.com/courses → Coaching Community (Coaching, Courses, WhatsApp) https://www.thisishcd.com/members → Gerry's consultancy (Service Design and Design Research) https://humana.design/ ________________________ BECOME A DIRECTORY MEMBER (IT'S FREE!) and get all of this → FREE Introduction to Journey Management course with Marc Stickdorn & Gerry Scullion (Sign up for free with an email) https://www.thisishcd.com/dashboard/learning/introduction-to-journey-management → Discover & Connect with others https://www.thisishcd.com/directory → Claim partner discounts https://www.thisishcd.com/partners Gerry wears clothes from Sutsu, and has a coupon code for them, as well as Smaply, Scenario Cards, Unit 1 and more... ________________________ All episodes have been produced by This is Podcasting.

They dig into why scaling research is never a copy-paste job: how Leisa set her terms at GDS, why the DTO lost its way when the political "why" walked out the door, and what it cost to reset the research culture at Atlassian. Plus: why politics is the work, and why every researcher should know their top three things for the lift ride with the CEO. Things we cover in this episode: Building the research practice at GDS and GOV.UK; setting your terms as a leader; research recipes and resourcing patterns; blogging as public accountability; posters and phrases designed to be nicked; why GDS outlasted political change; the DTO/DTA and the cost of losing political sponsorship; scaling versus impact; legible versus illegible bureaucracy; resetting research culture at Atlassian; consent and research ethics; being opinionated with skin in the game; and podcasting as a research superpower. Juan of Unit 1: Reinventing the Bike Helmet

Join to access. → https://www.thisishcd.com/signup Listen to Marc Stickdorn's new podcast https://www.smaply.com/podcast ________________________ Gerry sits down with Juan, co-founder of Unit 1, the company behind the smart helmets Gerry's whole family now wears. They cover the pandemic pivot from ski helmets to cycling, why people don't wear helmets (and how design fixes that), what MIPS actually does, teaching drivers to read turn signals on a cyclist's head, and the newly announced Bosch partnership connecting helmet and e-bike. Plus the 35-minute customer support call that convinced Gerry this is what human-centred business looks like. The conversation digs into what "smart" really means — and why Juan is trying to retire the word. They unpack MIPS and rotational impact protection in plain language, the logic of putting turn signals and brake lights above the roofline of cars so riders speak the driver's language, and the mental-model shift required before motorists instinctively read a signal on a cyclist's head. Gerry raises the questions his friends actually asked: do we need a smart helmet? Are they tracking you? (No, they're not.) And what about speakers for music — how does a safety company decide which customer requests to act on? Gerry also tells the story that sparked this episode: a 35-minute Zoom support call with Anna from Unit 1 after an app update, and the philosophy behind it — "we don't see this as a problem, we see it as an opportunity." Juan explains why the founders still hop on customer calls themselves, and how those conversations turn customers into the brand's best salespeople, one traffic-light conversation at a time. Two asks: your case study, and the last community spots

First, I'm collecting case studies for the book This is Human-Centred Design. I'm after real projects with real constraints, the messy middles and the bits that nearly fell over, not the polished version. You don't need to be well-known; you just need to have done the work. There's a simple form linked below. Second, there are a few spots left in the This is HCD community, and when they're gone, they're gone. What makes it different: all the courses are included in one place, a WhatsApp group so you get answers the same day rather than posting into a forum nobody checks, plus coaching and support from actual humans. The whole lot is €299. And if you're a student, or you're somewhere the euro is just too strong against your currency, get in touch and we'll agree a price that's fair for where you are. I don't want money to be the reason you're not in the room. The UK Parliament Case Study: What Happens When You Organise Around Services with Ben Reason

Service Design Disrupted Conference, Barcelona, October 15, 16 2026. We offer 10% off all SD Disrupted conference tickets in our 'Partners' section. Join to access. → https://www.thisishcd.com/signup Listen to Marc Stickdorn's new podcast https://www.smaply.com/podcast ________________________ Ben Reason co-founded Livework in 2001 with the bold claim that service design was a thing worth building a company around. Twenty-five years later, he is the last original founder standing and still pushing the discipline forward. In this conversation, Ben and Gerry (yes, we know, just like the ice-cream) trace the arc from those early days of helping brands figure out the internet, through to a landmark engagement with the UK Parliament where a service operating model replaced a chaotic, project-driven backlog and delivered transformation two years ahead of schedule. They explore what it takes for organisations to recognise they deliver services in the first place, how journey management plugs design into operations, and why the current moment feels like punk: stripping away the noise to focus on what actually works. Ben also shares reflections on scale, why mid-sized organisations often get the most from this approach, and what it would look like if governments truly designed the services they provide to citizens. 3 key takeaways The UK Parliament replaced a broken project-led approach with a service operating model, organising around customer journeys and cutting a five-year transformation down to three. Before you can sell journey management, an organisation needs to recognise it delivers services in the first place. Skip that step and you are wasting your time. Service design is countercultural by nature. It cuts across silos and vested interests, and right now the discipline is in its punk moment: stripping back to the grassroots of what actually delivers value. A conversation about errors, forms, and the unglamorous work that actually moves the dial. Three Key Takeaways Well, 6 in this episode, as Caroline is bloody amazing. Pick the three that land hardest for you :-) Forms are the only compulsory part of a service. Everything else in user experience is the mountain - forms are the tiny red peaks poking up above it. Get them wrong and the rest of your design doesn't matter. AI doesn't fix bad data - it propagates it faster. Before any organisation hands work over to a model, the honest question isn't "how do we use AI" but "do we even know how bad our data already is?" Most teams can't tell you their error rate. E-commerce calls it conversion. Government barely tracks it at all. If you can't see where people are dropping out - or being quietly forced into wrong answers - you can't design your way out of it. Forms don't just collect data, they shape behaviour. Every time a website rejects an apostrophe in O'Connor, or hides "other" as an option, it's forcing people to lie - and then treating that lie as truth. You don't have to be a statistician to find errors. Graph the data. Spikes, gaps and outliers will tell you where the wrong question is hiding faster than any spreadsheet ever will. The designer's job is to notice what everyone else has normalised — the broken form field, the impossible question, the dataset everyone distrusts but nobody fixes. https://www.effortmark.co.uk/ uk.linkedin.com/in/carolinejarrett ________________________ BRING THIS IS HCD INTO YOUR ORGANISATION → Train my organisation https://www.thisishcd.com/training → Video Courses https://www.thisishcd.com/courses → Coaching Community (Coaching, Courses, WhatsApp) https://www.thisishcd.com/members → Gerry's consultancy (Service Design and Design Research) https://humana.design/ ________________________ BECOME A DIRECTORY MEMBER (IT'S FREE!) and get all of this → FREE Introduction to Journey Management course with Marc Stickdorn & Gerry Scullion (Sign up for free with an email) https://www.thisishcd.com/dashboard/learning/introduction-to-journey-management → Discover & Connect with others https://www.thisishcd.com/directory → Claim partner discounts https://www.thisishcd.com/partners Gerry wears clothes from Sutsu, and has a coupon code for them, as well as Smaply, Scenario Cards, Unit 1 and more... ________________________ All episodes have been produced by This is Podcasting.

The Top 3 Ways to Build Credibility as a Designer in Your Organisation

Join to access. → https://www.thisishcd.com/signup Listen to Marc Stickdorn's new podcast https://www.smaply.com/podcast ________________________ When you walk into an organisation that does not understand what design really does, your first instinct might be to set up a research phase or propose a design system. But that can wait. In this episode, Gerry Scullion shares three things that actually build credibility in those critical early weeks: being useful to the people around you before advancing your own agenda, adapting your language to fit their world instead of leading with jargon, and documenting every small improvement so you have real evidence when it counts. Credibility is not built on a single presentation. It is built through consistent, visible contributions that make people want to involve designers more often. ________________________ BRING THIS IS HCD INTO YOUR ORGANISATION → Train my organisation https://www.thisishcd.com/training → Video Courses https://www.thisishcd.com/courses → Coaching Community (Coaching, Courses, WhatsApp) https://www.thisishcd.com/members → Gerry's consultancy (Service Design and Design Research) https://humana.design/ ________________________ BECOME A DIRECTORY MEMBER (IT'S FREE!) and get all of this → FREE Introduction to Journey Management course with Marc Stickdorn & Gerry Scullion (Sign up for free with an email) https://www.thisishcd.com/dashboard/learning/introduction-to-journey-management → Discover & Connect with others https://www.thisishcd.com/directory → Claim partner discounts https://www.thisishcd.com/partners Gerry wears clothes from Sutsu, and has a coupon code for them, as well as Smaply, Scenario Cards, Unit 1 and more... ________________________ All episodes have been produced by This is Podcasting.

'AI Won't Replace Designers — But It Will Replace the Ones Who Ignore It' Behrad Mirafshar

Service Design Disrupted Conference, Barcelona, October 15, 16 2026. We offer 10% off all SD Disrupted conference tickets in our 'Partners' section. Join to access. → https://www.thisishcd.com/signup Listen to Marc Stickdorn's new podcast https://www.smaply.com/podcast ________________________ AI and design — not the hype, not the doom, but the practical reality. Behrad Mirafshar is the founder of Bonanza Design and host of the UX for AI podcast. He's been deep in the weeds using AI in real client projects — from research and data sense-making through to agents, automation and building modern applications. In this conversation, Gerry and Behrad explore why the real value of AI-driven design sits in the research phase, not auto-generated wireframes. They discuss how designers can use AI as a sparring partner and agent ecosystem to move faster through the double diamond, what skills and attitudes will matter most as we head toward 2030, and the tough questions around bias, inclusion, data ownership, and the younger generation using these tools. https://www.bonanza-studios.com/ de.linkedin.com/in/behradmirafshar 3. Three Key Takeaways The real value of AI in design is in research, not wireframes. If you're only using AI to generate screens, you're touching the tip of the iceberg. The power sits in navigating massive datasets, creating blueprints for exploration, and making sense of complexity — but the researcher's instinct and judgement still can't be replaced. AI should make you charge more, not less. Behrad is delivering more value to clients by using AI agents and orchestration tools — and pricing accordingly. The competitive advantage isn't the tool, it's the designer who knows how to wield it with specificity and judgement. In 2030, hiring will be about attitude, not tools. The tools will keep changing every week. The designers who thrive will be the ones with relentless curiosity, a willingness to go deeper than surface-level prompting, and the ability to keep the human in the loop when AI wants to run the show. And what quietly erodes it? In this episode, Louise Dennison O'Shaughnessy — Director of Mental Health and Wellbeing at EHS International — joins Gerry to unpack the behaviours that damage teams: unclear roles, poor communication, and toxic high performers who get a pass because of their output. We are BACK and so bloody excited to kick off this year with one of my favourite conversations from the end of last year. Quite simply, this conversation and connection has changed my life. About this episode Dr. Rami Kaminski, psychiatrist and author of "The Gift of Not Belonging," explores why some people are wired as "otherverts" - individuals who cannot be shaped by group identity. This conversation reveals how otherness isn't a flaw but a genuine gift, offering insights into emotional freedom, empathy, and what happens when we stop trying to fit into systems never built for us. Links https://www.othernessinstitute.com/the-gift-of-not-belonging/ Take the Test 3 Key Takeaways We're all born as non-belongers - Babies have no sense of nationality, religion, or group identity; cultural conditioning teaches us what to belong to, not just that we should belong. True empathy requires eliminating yourself. Real empathy isn't putting yourself in someone's shoes, but temporarily ceasing to exist with your preconceived notions to truly see through another's eyes. The dark side of belonging is tribalism - While community has benefits, the need for group identity enables tribalism, silent majorities, and historical atrocities when people outsource their morals to the group. Marc Stickdorn on Journey Management, AI & Leading Change in Chaotic Times

Service Design Disrupted Conference, Barcelona, October 15, 16 2026. We offer 10% off all SD Disrupted conference tickets in our 'Partners' section. Join to access. → https://www.thisishcd.com/signup Listen to Marc Stickdorn's new podcast https://www.smaply.com/podcast ________________________ In this episode of This is HCD, Gerry Scullion is joined (again!) by service design pioneer Marc Stickdorn – recorded right after they both spoke at SD in Gov in Edinburgh. We walk (literally) through the current state of service design, why so many teams feel stuck, and how journey management can help organisations move beyond one-off projects to achieve truly systemic change. We talk about: How to scale service design beyond a single team and embed it organisation-wide Journey management, service architecture and “journey ops” – and why naming really matters Building scaffolding for long-term impact (using the Dublin City Council work as an example) How to speak the language of leadership and show measurable ROI Why stealth projects can be your best way to build credibility The role of AI and tooling – where it helps, and where it’s genuinely dangerous Why leaders can’t outsource understanding to an algorithm If you’re trying to move service design from nice decks to real organisational change – in public services or the private sector – this episode is for you. 🔗 Links mentioned – Marc’s upcoming book & community: https://www.thisisjourneymanagement.com – Smaply blog & resources: https://www.smaply.com ________________________ BRING THIS IS HCD INTO YOUR ORGANISATION → Train my organisation https://www.thisishcd.com/training → Video Courses https://www.thisishcd.com/courses → Coaching Community (Coaching, Courses, WhatsApp) https://www.thisishcd.com/members → Gerry's consultancy (Service Design and Design Research) https://humana.design/ ________________________ BECOME A DIRECTORY MEMBER (IT'S FREE!) and get all of this → FREE Introduction to Journey Management course with Marc Stickdorn & Gerry Scullion (Sign up for free with an email) https://www.thisishcd.com/dashboard/learning/introduction-to-journey-management → Discover & Connect with others https://www.thisishcd.com/directory → Claim partner discounts https://www.thisishcd.com/partners Gerry wears clothes from Sutsu, and has a coupon code for them, as well as Smaply, Scenario Cards, Unit 1 and more... ________________________ All episodes have been produced by This is Podcasting.
